Enquiry handling
How to handle after-hours enquiries without being on call
Three honest ways to answer customers when you are closed, what to say, what never to promise, and how to make sure nothing is left unseen in the morning.
Why after-hours enquiries matter
People look for services when they have time, and for most of them that is the evening and the weekend. A customer comparing three clinics at nine at night is more likely to go with the one that answers their question than the one that asks them to call back tomorrow.
You do not need someone on call to answer them well. You need clear answers to the routine questions, an honest statement of when a person will be back, and a written-up enquiry waiting in the morning.
Pick one of three after-hours modes
Decide in advance what happens when you are closed, so the answer is the same whether a customer writes at six in the evening or three in the morning.
| Mode | What the customer hears | Suits |
|---|---|---|
| Answer and take a message | Answers what it can, says when you next open, takes details for the team | Most businesses |
| Answer and flag urgent problems | The same, plus the choice to flag a genuinely urgent problem | Businesses with someone who can act out of hours |
| Closed | Says you are closed and when you open, with no promises before then | Businesses that never act before opening |
Helm has these three settings for exactly this reason. In the first two, the receptionist still answers questions from your information while you are closed, so a customer can find out what a treatment costs at midnight.
Say the closing time first
The order of an after-hours reply matters more than its wording. Say when you next open first, then ask for contact details, then say what happens next.
Here is a reply in the wrong order: "I've escalated this urgently to a teammate. What's the best number to reach you?" It makes a promise to someone the team cannot yet reach, and the customer only finds out you are closed in the next message, if at all.
Here is the same reply in the right order: "We're closed until Monday at 8:00. What's the best email or number to reach you?" Then, once the customer has answered: "Thanks. A teammate will reply within two hours of opening."
The second version is shorter, more honest and more reassuring, because every sentence in it is true.
Never promise what nobody can deliver
Most after-hours complaints come from promises made on the business's behalf that nobody could keep.
- Do not say someone has been notified, paged or alerted unless that actually happened.
- Do not quote a reply time shorter than the wait until you open.
- Do not put "urgent" and "within three business days" in the same sentence.
- Do not call a request a booking. "A person will confirm your appointment" is fine; "you're booked" is not.
These rules belong in your receptionist's setup, not in a hope that it will be careful. See what Helm handles for the boundary Helm works within.
Holidays and one-off closures
A receptionist that knows your weekly hours but not your bank holidays will tell a customer you open at nine on a day you are closed. Add dated closures in advance, including late openings and early finishes, and let it do the arithmetic of when you next open.
What the morning looks like
After-hours handling works only if the morning works. Every overnight enquiry should be waiting in one place, with the customer's details, what they asked, and a promised reply time.
- Give every enquiry an owner, with a fallback owner for anything nobody else claims.
- Check the queue at opening, oldest first, before the phones start.
- Reply by the time you promised, and on the channel the customer used.
If customers can book through your booking link at any hour, some of them will already have booked. The appointment booking guide compares the booking setups.
FAQ
Frequently asked questions
Should an AI receptionist tell customers we are closed?
Yes, and first. Say when you next open before asking for details or promising anything, then say what will happen once you are open.
What counts as urgent after hours?
You decide, in plain words, and only offer an urgent option if someone can act on it. If nobody can be reached outside your hours, the honest reply is to take the details and say when you open.
Can appointments be booked while we are closed?
With a booking link, customers can book on your booking site at any hour. Otherwise the receptionist takes their details and a preferred time for your team to confirm when you open.
